AI call centers in India: what changes when an AI answers the phone.
Short answer: an AI call center uses AI voice agents to answer (and make) customer calls. The caller just speaks, in Hindi, English or another Indian language, and the agent answers, acts in your systems and hands over to a human when it should. It replaces the “press 1, press 2” IVR and the queue, not the whole team: people handle the calls that need judgement, and they get the transcript before they say hello.
IVR vs AI voice agent
| Traditional IVR | AI voice agent | |
|---|---|---|
| How callers interact | Keypad menus, fixed phrases | Natural speech, any phrasing, interruptions |
| Languages | A few recorded menus | Understands and replies in the caller’s language, including Hinglish |
| What it can do | Route the call, read out a balance | Answer, look things up, update records, send links, book callbacks |
| When it fails | Caller hits 0 or hangs up | Hands over to a human with the transcript |
| Changing it | Re-record and redeploy menus | Update knowledge, scripts and rules |
Which inbound calls to automate first
Start with calls that are frequent, simple and data-driven. In banking and lending these are usually:
- Status and balance: loan balance, due date, last payment, application status, policy status.
- Documents: statement, NOC, interest certificate sent to email or WhatsApp.
- Payments: “how do I pay”, payment link, failed-payment help (for UPI, see what each error code means).
- Simple requests: address or contact update, callback booking, card block, with proper authentication.
- After-hours calls: everything that today goes to voicemail or a busy tone.
Keep complaints, disputes, fraud reports, bereavement and anything sensitive human-led. The agent should recognise these and route them fast.
Handover to human agents
Handover is where most AI call centers succeed or fail. Get these right:
- Clear triggers: the caller asks for a person, sounds upset, raises a complaint or a dispute, or asks something the agent can’t answer from your data.
- Warm transfer: the human sees who’s calling, what they asked and what the agent already did, so the customer never repeats the story.
- No dead ends: outside office hours, the agent books a callback and confirms it by SMS or WhatsApp.
Metrics to track
- Containment rate: calls fully resolved by the AI. Count resolved, not just “didn’t transfer”.
- First-contact resolution: did the customer have to call back?
- Transfer quality: share of handovers where the human had full context.
- Wait time and abandoned calls, especially at peak hours.
- Complaints and CSAT after AI-handled calls.
- Cost per resolved call, not cost per minute.
Compliance in an AI call center
Inbound calls still carry personal data, so the DPDP Act applies to recordings and transcripts. RBI’s FREE-AI framework recommends telling customers they are speaking with AI and always offering a human. Outbound calls from the same platform must follow TRAI’s number-series and consent rules, and lenders must follow RBI’s recovery call rules. A big advantage of AI here: every call is recorded, transcribed and can be reviewed with speech analytics.
How to roll it out
- Pull your call reasons for the last three months and pick the top two or three simple ones.
- Connect the agent to the systems those calls need.
- Run it on a share of traffic, or after hours first, and compare with human-handled calls.
- Review transcripts weekly, fix gaps in knowledge and handover rules, then widen.

Quick answers
What is an AI call center?
A call center where AI voice agents answer and make calls: callers speak naturally, the agent answers and acts in the business’s systems, and complex calls are handed to human agents with the full context.
How is an AI voice agent different from IVR?
IVR uses keypad menus and fixed recordings. An AI voice agent understands natural speech in the caller’s language, can look up and update records, and hands over to a human with the transcript when needed.
Which calls should an AI call center handle?
Frequent, simple, data-driven calls such as balance, due date, status, statements, payment help and callback booking. Complaints, disputes, fraud reports and sensitive situations should go to people.
What metrics matter for an AI call center?
Containment (calls fully resolved by AI), first-contact resolution, handover quality, wait and abandonment, complaints and CSAT, and cost per resolved call.
